For subscription health brands, the support inbox is where churn is won or lost. A confused patient who waits 24 hours for a reply cancels; one who gets a clear, humane answer in two hours stays for months.
Hire for health literacy, train for empathy
Generic BPO scripts fail in health categories. Agents need to:
- Understand the product's clinical context well enough to explain it plainly
- Know exactly where the line is — what they can answer, and what escalates to a licensed provider
- Write with warmth in sensitive situations (side effects, billing for treatment, cancellations)

The escalation path is a safety feature, not a bottleneck
Define three tiers on day one:
- Agent-answerable — shipping, billing, account, general product questions
- Lead review — refunds above threshold, complaints, edge cases
- Clinical escalation — anything touching symptoms, dosing, or medical advice goes to the client's licensed providers, always
Document it, drill it, and audit it in QA every week.
Measure what patients feel
Track first-response time, resolution time, CSAT, and QA scores — but also read ten raw conversations a week. Voice-of-customer summaries from support should land in the product team's inbox every Friday; it's the cheapest research program you'll ever run.
A support team built this way stops being a cost center. It becomes the reason people stay.
